The Copy Schedule Activities reduces time spent for changing activities. Agents are not able to cancel an approved request in the Time Off Request area.
I cannot speak about the difference for the QM software. My main use is of the WFM software. A few of the features were "nice to have" features, but version 9.3 had some "deficiencies". The main problem was not being able to run scenarios in a pseudo scheduling area, so the way Calabrio is now, agents can possibly see test scenarios. Another problem is the Time Off Request area. Agents are not able to cancel an approved request through this area. The sorting/filtering could be improved upon greatly. We are scheduled to upgrade to version 10.0, which will resolve many of the issues we do not like about the current version that we are using. Update: We are still on version 9.3 and looking forward to upgrading.

Regarding scripters, I should clarify that Genesys Cloud CX dashboards provide real-time data, showing call counts, satisfaction levels, and pending interactions in the queue. Agents can see their workload and know when to take breaks, with managers benefiting from comprehensive team management. We also created dashboards tailored for point-of-sale locations managed by Genesys Cloud CX, and overall, we have been very satisfied. However, I should note that the dashboards are somewhat basic in functionality, making it challenging for an agent to build visually appealing dashboards compared to other market solutions where drag-and-drop features are simpler. My overall experience with Genesys Cloud CX has been positive but should be seen in perspective, as nothing is purely black or white; there are shades of gray. While the metrics and system capabilities reflected success, our goal in implementing Genesys Cloud CX was to standardize processes. Thus, we faced challenges related to change management due to the tool's complexity. It required extensive training, especially for predictive elements, because it is a business-class tool not suited for everyone and often demands several months of training.

Omnichannel features have unified journeys and AI now speeds up responses for our agents
NICE CXone is a good feature, but it is expensive and costlier than other products such as Genesis or other alternatives. When it comes to solutioning, there are too many SKUs, which are line items or components that could have been bundled together. For example, CXone agent licenses do not include QM in the basic packages, whereas in the Genesis world it is bundled. The price comparison is higher compared to Genesis or other platforms. I have been using Genesis for three to four years across multiple customers, and now that NICE CXone has become available, I have started comparing all the features and benefits. I find there are some gaps, with more features available but at a higher cost for NICE. Regarding cost-effectiveness and return on investment of NICE CXone, the main challenge is working with the NICE team. The speed of onboarding is lengthy and people-dependent initially. When comparing with other OEMs and CCaaS products, the UI interface and partner portal have multiple access points. I need to log into different portals for NICE CXone, whereas my other competitor platforms offer single sign-on where I can log in once and access all partner-led programs and learning materials in one location. There is room for improvement in this area, though gradually NICE can change this approach.

Quotes from Members

We asked business professionals to review the solutions they use. Here are some excerpts of what they said:

Pros

"It provides excellent call recording functionality."
"Makes agent schedules more accessible and easy to use."
"Calabrio WFM offers great insights on scheduling; what I like about the program the most is the coverage tray as this allows us to see our staffing deficits, shrinkage, and the reforecasting of our calls, helping us make real-time decisions while taking into account how it will affect staffing."
"Real-time quality score notification."
"Calabrio's learning curve is very short, the user interface is extremely easy to use, and I could not be happier with this product."
"By being able to manage better the time of the agents, and the ease of use thru intraday management, we have been able to move adherence goals from 80 to 85%, and we know that we can even bring it up to 90% in the near future, that alone has made our 6 locations that much more effective, resulting in better customer service for our patients and families."
"It has streamlined how we access and review recordings as well as assisted in making our evaluation process much easier."
"We have been able to use call recordings for training as well as perform staff performance evaluations."
"The integration of CTI within the IT system is a particularly valuable feature."
"The integration capabilities are very good. It is API-based and offers prebuilt integrations."
"The features and capabilities of Genesys Cloud CX that I have found most valuable so far include its omni-channel support."
"The most valuable features include being an omnichannel solution with customer journey insights, full reporting, and continuous updates based on consumer feedback through their portal."
"Its comprehensive single application includes everything from reporting to IVR and workflows."
"Predictive engagement and gamification are valuable features with good inbound functionality."
"The ROI is really good with some of our clients, as their profit margins have increased using the solution because of the additional contact they have with their clients."
"The latest version and updates have been great. It really has everything we need."
"The technical support for NICE CXone is outstanding."
"It is easy to look up and playback calls with this system as it categorizes the different types of calls that come through my call center. I like that inContact is always updating and continues to improve. The quality of its recorded calls is among the best that I have had experience with."
"Converting our PDFs to MindTouch is like adding a huge new feature to our software product line and it has, so far, had a great approval rate amongst our clients."
"Being able to listen in on a call, which is exceptionally good with training."
"The system is very flexible and powerful, especially for organizations wanting to control their environment."
"It's easier as a supervisor to do your job more efficiently. You can have multiple things open at once to watch everything, being able to take one look at a page and see everything you need rather then having to flip through multiple programs. This is such a time saver. I get a lot more done in my day due to being able to keep my opened programs down to a minimum."
"NICE CXone has had a HUGE impact on our contact center, taking us from a place where we had no visualization on contact volumes, handle times, ASA, etc. to a place where we have full visualization on all metrics and can manage and staff our center as necessary."
"Some of the best features with NICE CXone are the real-time visibility that you have, which empowers you to make adjustments on the fly, such as turning on and off your queues and adjusting how we route calls to our agents."

Cons

"Some of these new scheduling options are just that, new. So, updates are happening to ensure the product functions the way it was intended."
"Need a column for hours scheduled on main page."
"Try and correct bugs prior to release."
"Reporting and email notifications to agent when they have received evaluations of their call recordings."
"Multi-skill scheduling and forecast is not available."
"Being able to "publish" or rerun the schedule for only one agent would be ideal."
"We would like to see the backend SQL server improved for High Availability."
"Some of the Cisco features have not fully migrated to the Avaya platform."
"AI still needs improvement when it comes to predictive engagement."
"Their WFM product is still pretty immature."
"Process automation in Genesys Cloud is an area for improvement. It's quite a new feature and still has room for improvement."
"In terms of cost-effectiveness, I find Genesys Cloud CX provides overall ROI benefits; however, after the first year, customers usually expect lower pricing at the time of renewal."
"There is room for improvement in the solution's pricing structure, as it is perceived to be less flexible than other solutions."
"However, I should note that the dashboards are somewhat basic in functionality, making it challenging for an agent to build visually appealing dashboards compared to other market solutions where drag-and-drop features are simpler."
"The tool's pricing could be more flexible, and there should be clearer indications of consumption and fair usage policies."
"The cost needs to be improved, and it should be easier to integrate."
"There are times when the data does not load and you have to keep hitting refresh. More colors and different layouts should be included in the next release."
"Compared to challengers such as Zoom, which seem more cost-effective, NICE CXone's suite of products is very modular, so as they provide new services, you have to add to your existing package and this balloons your costs since there's an additional license needed to use the new tools."
"Your docs go on their servers and getting them out is difficult, especially if you want to switch to another authoring format, e.g., Markdown."
"inContact should offer a way to send faxes."
"However, Stage labels do nothing. They simply label the page with the Stage name."
"If you have hundreds of books, the initial download is slow."
"It could improve the quality of calls."
"Your docs go on their servers and getting them out is difficult, especially if you want to switch to another authoring format, e.g., Markdown. There are no converters and an automated extraction of the docs from the CMS is not available."
