Automation and AI have transformed our service delivery and have made IT support faster and more efficient
I always keep up with Freshservice's roadmaps and new features. Freshservice has been very good at listening to feedback and adding those feature requests into their next iterations. I wish they would offer more granular data export options for utilizing in Power BI, along with predictive analytics for capacity planning and SLA breaches to enable more proactive support management and reduce firefighting. While the dashboards are effective, some users find custom reporting limited compared to ServiceNow or Jira. I would also appreciate deeper integrations, especially for niche apps requiring development coding work to enable advanced orchestration. Native integrations for DevOps pipelines such as GitHub Actions and Jenkins, along with stronger API flexibility for complex workflows, would enhance functionality. Although the CMDB and asset management are solid, they do lack advanced dependency mapping compared to other enterprise tools. My wishlist includes automated impact analysis for changes and improved visualization of asset relationships, enabling quicker resolutions from an agent's perspective when alerts come in. I acknowledge that Device42 may enhance this, but it is an extra cost beyond what we already pay. While Freddy AI is excellent for triage and suggestions, some users desire more proactive automation, such as predictive ticket routing based on historical patterns and AI-driven capacity forecasting. Lastly, the pricing tiers might seem rigid for mid-sized teams, so a more granular add-on option for features such as Device42 or pay-per-use for orchestration workflows could be beneficial.

It is accurate, secure and stable.
Anything that can basically reduce the amount of time that the guys spend working on a specific problem or task. There is always room for improvement that can be in terms of functionality, cost of market, ease of use, training of the product and so on. If it brings functionality into the solution, that would be good. I'll leave it at that because there's so much that they can offer, it's unreal.

Quotes from Members

We asked business professionals to review the solutions they use. Here are some excerpts of what they said:

Pros

"We like the mail tickets on offer; it is something we love, and there are workflows that are working quite well, with multiple queues and resolution groups, and the solution has been stable."
"The solution is very responsive with a 97% success rate in funneling customer tickets."
"We really like the Freshchat widget that allows people to engage with our FAQs on any kind of webpage or web property."
"It has reduced the time to look up who is responsible for a service, and it has reduced the time to finalize a service request because it now goes directly to the person who is responsible for the service in that location. So, a service request is handled quickly and directly by the person responsible for it."
"We find its ability to track what's going on with each request very valuable."
"The portal is straightforward for the end-user, but that's not the best part of Freshservice. Integration is the part that's interesting because it's easy to set up a process. It's extremely simple to integrate. In one week, you can add change management. It's incredible."
"Ultimately, we saw a 77% reduction in average resolution times with a return on investment realized within 6 months."
"What it's allowed us to do is bring everyone in our department into the journey of customer experience and customer service."
"The benefits for the company is the ability to reuse the knowledge that you can capitalize on the entire process and be able to share the same process worldwide for all of our countries."
"For me, it saves time; it is accurate, secure, and reduces overhead cost."
"We've got faster time for our agents to open tickets, they find the screens really easy to use, and they're pre-populated with information about our users which our old system didn't have."
"The self-service portal is good, the dashboards are good, and it's an improvement over what we had before."
"Just the use of big data is a game changer for us."
"Our users have traditionally been slow to adopt new systems, and in the past have not raised requests in our previous ITSM systems, but when we launched Service Anywhere to our staff we found they instantly adopted it, and the number of requests handled through the system has almost completely replaced other methods, allowing us to shut down several email addresses and have our staff use one single point of contact in Service Anywhere."
"Now, our customer has a flow chart to maintain requests, and the service desk has got good feedback from the customer."
"If ITIL adoption is important, then this would be the product as it is cloud based, quick, cost-effective, and easy to implement."

Cons

"Freshservice has an AI agent that needs improvement for finding knowledge base articles."
"On the reporting side, when we were doing reporting, one thing that was a bit of a limitation was when you had a data list containing a list of changes that have occurred for the whole time and you had to fit the list onto a page. If the list went over the page, it would just truncate it at the page. You wouldn't get all your data. So, it didn't work. That was one big stand-out for me. What we tended to do was convert things into a more readable format, and then we had more targeted exception reporting, but it would be nice to have a full list of things that could be automatically generated and that can flow over pages."
"Freshservice could improve the delegation and workflow management features."
"The only thing I would have against it right now is that the workflow automation is not as granular as we would like it to be, at least for the size of our organization."
"Freshservice can be improved by enhancing Asset Management or CMDB accuracy."
"Freshservice's technical support has issues with delays and translations."
"We'd like to see a CMDB, a Configuration Management Database, in the future."
"We did a review of our project management tool internally within the company, and it was one of the choices, but it didn't match up anywhere close to any of the other tools we were considering."
"The technical support could be better."
"Integration: The integration capacity of the tool is limited."
"It's not as mature, and so we have got a few things we're looking for there that we're working with HP on."
"Typically in the customers that we work with it's not a product that offers enough flexibility to support their needs."
"Reporting is a challenge. We're working out how we can effectively report on what's going on."
"They're terrible as there was just a lack of response. We had to go through other avenues to get responses from the first level support."
"Customer service is 3/10 as it has a lot of scope for improvement."
"However, this application won't be enough for us."

Pricing and Cost Advice

"The pricing is reasonable."
"It is $34 per license, per agent. Currently, we don't see any add-ons at extra fees."
"One of the key benefits of Freshservice is license management. Asset management has the possibility to keep track of licenses and that's very useful. The price of the solution is very good."
"Freshservice's licensing costs are pretty good, and it has different categories of pricing based on what modules and features you choose, which gives a lot of flexibility."
"Our licensing fee for Freshservice is $2,500 a year."
"There are some additional costs but not that many. For example, we have unlimited assets, which is something for which we pay extra. We also paid for additional orchestration. I would rate it a three out of five in terms of pricing. They are right in the middle."
"I can't recall exactly how much we pay, but it is somewhere in the middle compared to the rest of the market. The more we purchase, the cheaper it becomes, and I think the solution offers good value for money."
"The pricing information is on their website. It's my understanding that their Pro Plan, for example, is around $89/month."
